HIIRD/Interview guides/A difficult customer

The difficult customer question: composure with a spine.

This question is asked in retail, hospitality, healthcare, support, and every job with a phone. It scores two things at once: whether you can absorb heat without taking it personally, and whether you can hold a boundary while doing it.

This is a behavioral question. Read the full behavioral interview guide for how the whole format is scored.

What is actually being scored

The arc. Did you let them be heard before you tried to fix anything? Did you separate the person from the problem? Did you find what was actually possible instead of just apologizing? And where policy or fairness required it, did you hold the line without escalating the temperature? Interviewers are also listening for the tell of a grudge: if the customer is still the enemy in your retelling, the composure was a performance.

A worked example

Bank teller, asked about an angry customer

"A customer came in furious about an overdraft fee, loud enough that the lobby went quiet. I did not touch the keyboard for the first minute; I just let him finish and repeated his situation back so he knew I actually had it. The fee was valid, and I told him that plainly, because pretending otherwise would have made it worse later. But I also found the thing I could do: he qualified for an account type without overdraft fees, and I moved him to it on the spot with a same-day switch. He came back a week later and apologized for the scene. The fee never got waived. The customer stayed."

Listen first, honest about the boundary, and the effort goes into what IS possible. The last two sentences are the whole assignment in ten words: the fee never got waived, the customer stayed.

The shape: absorb, verify, act, hold

Let them empty the tank before responding; interruption resets the anger clock. Repeat the problem back so they hear that you have it right. Then act on the part you can control, visibly. And where the answer is no, say it once, calmly, with the reason, and pivot immediately to what you CAN do. Most escalations are caused by a no delivered badly, not by the no itself.

The mistakes that cost offers

Practice this out loud, tonight.
